Module 02 / Lesson 05 · Read, apply, check
Triage a new claim by evidence, consequences and stakeholder needs before choosing a response.
Record the exact claim, original link, publication time, author or outlet and any relevant screenshots. Distinguish the first source from reposts and commentary. A cropped image may omit the date or the sentence that changes its meaning, so seek the full context before drafting a rebuttal. Preserve the material in the incident record without spreading private details more widely than necessary. Note whether the item is an accusation, a request for comment, a firsthand account or an interpretation of another source. Those distinctions help the team decide what needs verification and which person is best placed to respond.
Ask whether people need an immediate practical instruction, whether a service is disrupted and whether a specialist must assess potential harm. Then consider the credibility, reach and rate of spread of the claim. A small audience does not remove the need to help affected customers, while a large audience does not make an allegation verified. Separate urgent operational action from a broad public statement. The response lead may need to contact finance or security immediately while communications prepares a bounded acknowledgement. Triage should identify the next useful decision rather than force every incident into the same publicity response.
For a media enquiry, record the journalist’s questions, outlet, deadline, intended subject and contact route. Verify identity through appropriate public newsroom information when needed, especially before sharing sensitive material. Acknowledge receipt and give a realistic response time; do not imply that answering late guarantees the story will wait. Break the claim into testable parts and assign each to a fact owner. Avoid treating a customer’s distress as proof of a particular technical cause, but do not dismiss the experience because the cause is uncertain. The team can recognize a reported problem while investigating exactly what happened.
The initial decision may be to contact affected people, issue a short acknowledgement, prepare a factual correction or monitor a limited claim while verification proceeds. Record why that choice fits the consequences and available evidence. Set a review time or trigger, such as confirmation of additional affected accounts or a new media request. Monitoring should have an owner and a purpose; it is not a euphemism for ignoring the issue. Likewise, responding publicly should serve a stakeholder need rather than simply relieve leadership’s discomfort at seeing criticism. Keep the action proportionate and ready to change when the evidence changes.
Fictional Harborline first-response timeline. Later checkpoints are illustrative, not promised response standards.
Preserve the enquiry, deadline and original customer claim.
Customer support contacts the affected person through the approved route.
A social screenshot without visible proof does not establish a breach.
Avoid a premature denial or a combined technical explanation.
Incident lead decides whether a public service update is warranted.
Known: an enquiry and a separate allegation were received.
Unknown: transaction cause and the truth of the exposure claim.
Owned: finance and security have separate factual questions.
Preserve the original claim and context.
Identify consequences and immediate stakeholder needs.
Assign each factual question to an owner.
Choose a proportionate action and trigger to revisit it.
At 09:10, Harborline’s agency receives a journalist’s question about a customer charged twice. A separate social post alleges that the booking system exposed personal records, but its screenshot contains no visible evidence of exposure. The coordinator saves both original items and asks finance to verify the transaction while the security lead assesses the second claim. Customer support contacts the affected customer through the approved route. The journalist receives an acknowledgement and a realistic update time, without a denial or a combined technical explanation. The incident lead decides that a public service update is warranted if multiple booking failures are confirmed. The agency records that trigger and assigns monitoring. It has acted promptly on the customer issue while keeping two different claims and their evidence separate.
Another team sees a popular repost and immediately accuses the original customer of lying. It has not checked the full screenshot, transaction record or journalist’s questions. The reply attracts more attention and is contradicted by finance later that morning. The team then deletes its response without explaining the correction. Its first decision was driven by the emotional impact of criticism rather than a structured assessment of consequences, evidence and the audience’s practical needs.
Triage is not a verdict on the person making the claim. It is a way to prioritize verification, assistance and communication. A claim can be uncertain while the reported experience deserves attention. Avoid the false choice between accepting every allegation as fact and dismissing every complaint until the investigation is complete; record what is known and act on the parts that can be addressed.
Do not disclose customer records to prove a public point or publicly identify a complainant beyond what is necessary and authorized. Threats, safety concerns, security incidents and legal disputes need the appropriate specialist response. The agency’s first communication should not substitute for urgent operational action or a required notification process.

Use a document or spreadsheet and the fictional case provided. Keep the exercise internal, use synthetic contact details and do not contact real journalists, customers or emergency services.
Before: An improvised response with unclear facts, ownership and next steps.
After: An evidence-led decision with an accountable owner, approval route and review time.

Ask a colleague to challenge one assumption. Revise the plan, record the responsible owner and set a date to retest it before using it with a client.
Before you move on
A journalist asks about a duplicate charge while a widely shared post separately alleges exposed records without supporting detail. Finance has not reconciled the transaction. What should the agency do first to support affected people and preserve an accurate response?
